How to handle customer complaints online (with message templates)

To handle a customer complaint, reply quickly and calmly, thank them for telling you, say sorry for the problem (not for existing), ask for the details you need, offer a clear fix, and follow up until it's solved. Move public complaints to private messages once you've replied politely in public. Most complaints are about delays, wrong items or no updates, and a fast, fair response turns many unhappy buyers into loyal ones.

Every business gets complaints. What matters is how you handle them, because other buyers are watching.

1. The five-step reply

  1. Reply fast. Within an hour if you can. Silence makes everything worse.
  2. Thank them for telling you.
  3. Say sorry for the problem they had.
  4. Fix it: give a clear next step and a time.
  5. Follow up to make sure it's solved.

Don't argue, blame the rider, or explain at length why it isn't your fault. Even when you're right, a calm reply wins.

2. Templates for common complaints

Late delivery

"Hi Kofi, thank you for letting us know, and I'm really sorry your order is late. I've checked with our rider: it will reach you by 4pm today. I'll message you as soon as it's on the way."

Wrong or damaged item

"I'm so sorry about this, Abena. Please send a photo of what you received. We'll send the correct item tomorrow at no cost to you and pick up the wrong one at the same time."

Item not as expected

"Thank you for telling me. I'm sorry it isn't what you hoped for. Could you tell me what's different? If it's unused, we can exchange it under our 7-day policy."

Digital product won't open

"Sorry about that! Please try this link on a laptop or the latest version of your PDF app. If it still doesn't open, reply here and I'll send it another way within the hour."

Asking for a refund

"I understand. Our policy is [explain briefly]. Since your item arrived damaged, you're covered. I've started the return; you'll get updates by email."

Angry public comment

"Hi Esi, I'm sorry about your experience. That's not the service we want to give. I've sent you a message so we can sort this out right away."

Then move to private messages.

3. Bad reviews

  • Reply publicly, briefly and politely. Future buyers read your reply more than the review.
  • Don't argue about details in public.
  • Fix the problem privately, then ask (never demand) if they'd update the review.
  • Learn from it: if three people complain about the same thing, change it.

4. When the customer is wrong

Sometimes a buyer is rude, didn't read the details, or wants something you can't give. Stay polite and point to your written policy:

"I understand your frustration. As written on the product page, custom orders can't be returned once made. What I can do is [small gesture]."

If someone is abusive, you can end the conversation politely. Keep screenshots.

5. Prevent complaints

Most complaints are avoidable:

  • Send updates at every step: order confirmed, on the way, delivered. Paylead sends buyers delivery updates and a tracking link as the order moves.
  • Write clear product details: sizes, colours, what's included.
  • Show delivery times honestly.
  • Have a written refund policy. See how to write a refund policy.
  • Check orders before they leave.

6. Handle returns properly

For physical products on Paylead, buyers can request a return from their order page within 7 days of delivery. You get an alert, see their reason and photos, and approve or reject it from Shipping → Returns. The buyer is emailed at every step. See how to handle returns.

7. Keep records

Save screenshots of chats, delivery confirmations and payment receipts. If a buyer disputes a payment with their bank or MoMo provider, records protect you. See how to protect your business from payment disputes.

Frequently asked questions

Should I always give refunds to avoid bad reviews?

No. Follow your written policy fairly. Refund when it's your mistake; offer exchanges or help when it's not. Consistency is what buyers respect.

How fast should I reply to complaints?

As fast as possible, ideally within an hour during working hours. Even "I've seen this and I'm checking now" helps.

Should I delete negative comments?

Only spam or abuse. Deleting honest complaints makes buyers trust you less. A polite public reply shows you care.
